Mary Critz
How to Build an Agentforce Voice Agent in Salesforce

Agentforce Voice enables organizations to deploy powerful AI voice agents directly within Salesforce.

By combining CRM data, knowledge sources, and automation flows, companies can build voice assistants that handle real customer requests, from answering FAQs to scheduling appointments.

At a glance, the key steps include:

  1. Enable Agentforce Voice
  2. Create an AI service agent
  3. Connect knowledge sources
  4. Define conversation topics
  5. Add automation actions with flows
  6. Configure routing flows
  7. Assign phone numbers
  8. Activate voice channels
  9. Test the end-to-end experience

With the right implementation strategy, Agentforce Voice can dramatically improve support efficiency and customer experience.

Salesforce’s Agentforce Voice allows companies to build AI-powered voice agents that interact with customers over the phone while accessing CRM data and knowledge bases. For organizations dealing with high call volumes, especially during peak seasons such as tax filing, healthcare enrollment, or retail support, this technology can significantly reduce operational strain.

In this guide, you’ll learn how to build an Agentforce Voice agent in Salesforce step by step. We’ll cover:

  1. What Agentforce Voice is
  2. How it works with Salesforce data
  3. How to configure your first AI voice agent
  4. How to connect phone numbers and routing flows
  5. How to test the voice automation end-to-end

By the end of this tutorial, you’ll have a clear understanding of how to deploy your own Salesforce AI voice agent.

What Is Agentforce Voice in Salesforce?

Agentforce Voice is a Salesforce capability that allows organizations to build AI-powered voice agents that can interact with customers through phone calls. These agents combine Salesforce CRM data, knowledge base content, automation flows, and natural language AI to answer questions, automate processes, and update Salesforce records in real time.

For example, an AI voice agent can:

  • Answer frequently asked questions
  • Schedule or update appointments
  • Retrieve account information
  • Cancel bookings
  • Escalate calls to human agents

This type of automation reduces repetitive workloads and allows human representatives to focus on higher-value customer interactions.

Benefits of Using Agentforce Voice

Before diving into the setup, it’s helpful to understand why organizations are adopting AI voice agents in Salesforce.

  1. Reduce Call Center Volume: AI agents can automatically handle frequently asked questions and routine requests.
  2. Automate Customer Workflows: Tasks like scheduling appointments or updating records can be performed automatically.
  3. Provide 24/7 Customer Support: Voice agents operate around the clock without increasing staffing costs.
  4. Improve Customer Experience: Customers receive faster responses without waiting in queues.
  5. Integrate Directly with Salesforce: Because Agentforce is built within Salesforce, it can access CRM data and execute flows seamlessly.

How to Build an Agentforce Voice Agent (Step-by-Step)

Step 1: Enable Agentforce Voice in Salesforce

Before building your agent, ensure your Salesforce environment is properly configured.

You’ll need:

  • A Salesforce org with Agentforce Voice licensing
  • User permissions to access required objects
  • Access to Agentforce Setup

To begin:

  1. Navigate to Setup
  2. Search for Agentforce Setup
  3. Open Agentforce Voice Setup

From here, Salesforce provides a configuration checklist including:

  • Creating a voice-enabled agent
  • Configuring an omnichannel flow
  • Assigning phone numbers
  • Creating messaging channels
  • Configuring routing and escalation rules

These steps form the foundation for your voice AI implementation.

Step 2: Create a New AI Service Agent

Next, create the AI agent that will handle conversations.

Navigate to: Agent Builder → New Agent

Select: Service Agent Template

Using a template helps accelerate development while allowing customization.

Configure the agent with:

  • Agent Name
  • Description: Explain what the agent does.
  • Agent Role: Define the agent’s responsibilities, such as:
    • Answer tax-related questions
    • Schedule tax consultation appointments
    • Update or cancel appointments

The more context provided, the better the AI understands its responsibilities.

Step 3: Connect a Knowledge Base

Agentforce Voice relies on knowledge sources to answer customer questions accurately.

You can connect Salesforce Knowledge Articles, PDFs, Internal documentation, or FAQ libraries

To add knowledge:

  1. Create or select a Data Library
  2. Upload documents with relevant information
  3. Assign the library to your agent

When a caller asks a question, the AI retrieves information directly from these sources.

Step 4: Create Conversation Topics

Topics help the AI understand what type of request the customer is making. Examples include FAQ support, Appointment management, Billing questions, and Account information.

In the example scenario, two topics were used.

  • General FAQ Topic, which handles questions such as, “When is the tax filing deadline?” or “What documents are needed to file taxes?”
  • Appointment Management Topic, which handles operational requests such as scheduling appointments, updating appointment times, and canceling appointments

Agentforce can even generate suggested instructions automatically using AI.

Step 5: Add Agent Actions Using Salesforce Flows

Actions allow the AI agent to perform tasks in Salesforce. These actions are powered by Salesforce Flow automation.

Common actions include:

  • Customer Authentication
  • Schedule Appointment
  • Update Appointment
  • Retrieve Appointment
  • Cancel Appointment

Each action connects to a Salesforce Flow that interacts with CRM objects.

Step 6: Build the Omni-Channel Routing Flow

Next, configure routing so calls reach the AI agent.

To do this:

  1. Open Flow Builder
  2. Create an Omni-Channel Flow
  3. Add the Route Work element

Configure the flow to:

  • Use the Phone Service Channel
  • Route calls to your Agentforce Voice Agent
  • Define a fallback queue

Fallback queues ensure calls can be transferred to human agents when needed.

Step 7: Configure a Phone Number

Customers need a phone number to reach the voice agent. Salesforce allows you to create numbers through Unified Number Management.

Steps:

  1. Navigate to Phone Numbers
  2. Click New Number
  3. Choose a country and a number type
  4. Assign the number to your voice channel

Once configured, this number becomes the public entry point for your AI voice assistant.

Step 8: Create and Activate the Voice Channel

Next, connect everything together.

Create a Voice Channel and configure Phone number, Routing flow, and Agentforce Voice agent

You can also configure escalation rules to transfer calls to human representatives if necessary.

Step 9: Test the AI Voice Agent

Finally, test the full workflow.

Call the configured phone number and try scenarios like:

  • FAQ Questions
  • Operational Requests (Schedule an appointment, Update appointment time, Cancel an appointment)
  • Escalation to Agent

This confirms that the system can automate real customer interactions.

Best Practices for Building Agentforce Voice Agents

  • Provide Clear Instructions: Detailed prompts improve the agent’s decision-making accuracy.
  • Structure Your Knowledge Base: Organized documentation helps the AI retrieve more accurate answers.
  • Start with One Use Case: Focus on a single workflow before expanding to additional automation.
  • Always Provide Escalation Options: Customers should be able to reach human support when needed.
  • Test End-to-End: Test both the voice experience and Salesforce data updates.
